Module 5: Customer Service Excellence

Learning Objectives
  • Identify the core drivers of excellent customer service
  • Apply service recovery techniques when something goes wrong
  • Respond to customer complaints with empathy and a clear resolution

Excellent customer service generally comes down to a few consistent drivers: responsiveness (how quickly a customer is helped), competence (whether the person helping actually knows the answer), and empathy (whether the customer feels heard, not just processed). The 'service recovery paradox,' a concept documented in customer service research, describes how a customer whose problem is resolved quickly and well can end up more loyal than if nothing had gone wrong at all — meaning a complaint is also an opportunity, not only a cost. Handling a complaint well generally follows a simple sequence: listen without interrupting, acknowledge the customer's frustration, offer a specific resolution, and follow up to confirm it worked.
